Hospitality as a success factor in facility management

"Hospitality has always been one of the most important success factors in the hotel and tourism industry, as it describes one of the industry's core services. However, the term is also increasingly finding its way into the corporate world and thus also into FM services.

Hospitality ist ein wesentlicher Bestandteil um seinen Mit­arbei­terinnen und Mit­arbei­tern ein optimales Arbeitsumfeld zu bieten. Die Logik dahinter ist bestechend einfach: Mit­arbei­ter, die sich am Arbeitsplatz wohlfühlen, arbeiten effektiver, sind belastbarer und erzeugen dadurch eine positive Haltung, die sich auf die Wertschöpfung und nicht zuletzt auch auf die Zufriedenheit der Kunden auswirkt.

Hier setzt der Gedanke eines dienstleistungsorientierten FM-Service als Unterstützungsleistungen innerhalb der Kernprozesse eines Unter­nehmens an, denn viele der FM-Dienstleistungen stehen im direkten Kontakt mit den Mit­arbei­tern oder haben direkten Einfluss auf das Wohlbefinden dieser, wie zum Beispiel das Empfangspersonal, die Security- oder Reinigungskräfte oder der Klimatechniker.

Welchen Beitrag leisten Facility Services im Sinne des „Hospitality“-Gedankens?

Aus Sicht von Canzler ist die Integration von Hospitality in den FM-Service einer der Grundpfeiler für das Erreichen eines positiven Serviceerlebnisses der FM-Kunden. Canzler empfiehlt Unter­nehmen daher in der Definition der FM-Serviceleistungen und bei der Auswahl des Dienst­leisters verstärkt auf ein positives Serviceerlebnis durch ausgewählte und in geschulte Mit­arbei­ter zu setzen und so den Hospitality-Gedanken in den FM-Services zu verankern.

Die wesentlichen Faktoren bei der Umsetzung in den FM-Services sind dabei:

Servicementalität und Serviceorientierung erhöhen

  • Serviceorientierung als Auswahlkriterium und Maßstab für die Mit­arbei­ter
    Hilfsbereitschaft und Zuvorkommen in allen Bereichen
  • Identifikation und Motivation der Service-Mit­arbei­ter mit der ihrer Aufgabe und dem Unter­nehmen
  • Zuverlässigkeit und hohe Fachkompetenz mit absoluter Kundenorientierung und Flexibilität

Hospitality leben und in der Unter­nehmenskultur verankern

  • Die Integration des Hospitality-Modells als festen Bestandteil in die gelebte Unter­nehmenskultur erzeugt hohe Akzeptanz sowohl bei Kunden als auch bei den eigenen Mit­arbei­tern und sollte Maßstab des Handelns auf allen Unter­nehmensebenen sein.
  • Durch Vorleben und aktives „Fordern“ und „Fördern“ der Mit­arbei­ter durch Schulung, Sensibilisierung und entgegenbringen von Wertschätzung werden diese Werte in der eigenen Unter­nehmenskultur verankert und sollten zukünftig auch Bestandteil der Zielvereinbarungen sein.

Introduce active complaint management

  •     Actively deal with complaints and avoid escalation by introducing a clearly defined and coordinated escalation process.
  •     Person- and service-related documentation of complaints and grievances
  •     Train employees in customer communication and in dealing with customer complaints and claims

Improve information management

  •     Customers receive relevant information in a timely and proactive manner in the form of complete reports and evaluations, as well as recommendations for action derived from these reports as a basis for decision-making.
  •     Active and timely feedback through status and completion reporting ("ticketing") as well as support for employees in prioritizing tasks create transparency

Implement innovation management

  •     Innovation and striving for improvement are established as a corporate goal
  •     User needs are identified, services are offered to meet them, and new offerings stimulate interest and demand on the customer side and are provided in a customer-oriented manner.
  •     The introduction of innovative IT tools for the provision and evaluation of services and information leads to greater acceptance.

The goal should be to always offer customers an optimum of services, to inspire them with additional services, and thus to increase their willingness to pay adequately for these additional services and innovative new services.

Service Excellence according to DIN SPEC 77224

The basis for the integration of hospitality is DIN SPEC 7724 "Service Excellence". It defines the management and control processes in the company for optimal customer retention:

  •     Excellence responsibility of the management
  •     Excellence orientation of resources
  •     Avoidance of errors and waste
  •     Capturing relevant customer experiences
  •     Customer delight through service innovations
  •     Measurement of enthusiasm and its effects
  •     Profitability analysis

The internal implementation of DIN requires the management requirements of ISO 9001 (quality management) and ISO 10002 (pro-active complaint management).
